
Apple shelved plan to replace 5,000 AppleCare staff with AI agents

Apple examined a plan to cut around 5,000 positions in its customer support division and hand part of that work to AI-driven phone and web agents, but the company has shelved the effort indefinitely. Bloomberg's Mark Gurman reported the shift, and Apple declined to comment.
The plan and the pause
According to Gurman, Apple believed generative AI agents could absorb responsibilities held by the employees who would have been let go. The company is no longer "currently looking to take such a step," and it is not actively pursuing mass layoffs in support.
AppleCare support spans several tiers, from frontline phone and chat agents to specialised technical advisors. The roughly 5,000 roles said to be targeted represented a significant slice of a support operation that employs tens of thousands of people worldwide.
AI is already answering the phones
The pause does not mean Apple has stepped back from AI in support. Customers who call the AppleCare line (1-800-APL-CARE) from the U.S. or Canada are now routed to an AI-powered assistant rather than a traditional automated operator. The bot answers troubleshooting questions, provides step-by-step fixes for Apple products and hands the call to a human advisor when it cannot resolve an issue or when the customer asks for a person.
Why it matters
The episode shows how the line between deploying AI and cutting staff is drawn in customer service, where several technology companies have explored the technology as a substitute for human roles. Holding back on the cuts suggests Apple judged that AI agents are not yet able to handle the full range of support cases its human staff manage.
Gurman's report also noted that Apple has trimmed other roles in recent weeks, cutting roughly half a dozen directors in middle management. Those layoffs were smaller in scale and unrelated to the AI support proposal.
Whether the company returns to the idea once the technology matures, or shifts toward augmenting staff rather than replacing them, remains open. AppleCare is a premium channel, and a bot that mishandles a technical issue risks the reputation Apple has built on service quality.
